Era staff can't do anything because it's most likely not a server problem, but a client problem. Submit a support ticket at support.graalonline.com explaining the issue. No need to flip out over it.

He probably just has a bad image in his folder. Could be an overwrite from another server even. Have him close graal, remove the image and restart graal. It will download a new one.

Would be nice to know the account name of your friend.

It happens to me when I logon my guest account :[

It's a problem with trail accounts, TSAdmin gets that problem on his trial account but has a script to fix it.
